Apartment renters, in keeping with today’s society are much more sophisticated in their buying decisions than their counterparts a few yeas ago. Along with this buyers awareness is a requirement for quality service. If you would survey your residents and prospective residents, you would find that good, quality service is what they are hungry for; and, in fact, they are more than willing to pay for! They want to live in a community that actually “cares” about them, not just through “catchy advertisements and slogans”, but in their daily contact with the management and maintenance personnel.

In the apartment industry, this means providing an apartment that is free of defects upon move-in and, more importantly, repaired promptly when things break or malfunction after move-in. Our savvy customer has actually changed the way we operate and our focus of how and what we, in the management industry, deem as important to our customers, by demanding service to THEIR satisfaction.

Your on-site and contract maintenance personnel can make the difference between a “move out notice” or a “lease renewal” by the way they serve your residents every day. Are they skilled in their job assignments, efficient in their use of time, courteous and friendly when in an apartment making the repairs, and most importantly, do they leave a clean apartment after repairs are made? We all know those horror stories about bad service taking the turn for the worse when that customer is just finally “fed up”, and takes matters into their own hands through legal recourse.

As the Community Manager or Service Manager (Maintenance Supervisor), you function in many ways like the mayor of a small town, with one important difference. Mayors are not required to provide maintenance inside the home of their constituents! The Community Manager does not make the actual repairs, but it is your responsibility, along with the Service Manager, to see that those repairs are made promptly and professionally. It is a team effort.

Many large management companies now have service guarantees as a major part of their marketing campaigns.  And as an industry we see more and more money being spent on this one theme. Now we have added emphasis on the importance of good service by having “money-back guarantees”.  Whether your property is a conventional, HUD, Tax Credit, etc., ALL our residents want good service that meets THEIR satisfaction expectations.

Statistics show that 68% of all move-outs stem from the uncaring attitude of the on-site staff and not taking care of their maintenance needs. When a job is well done, reward that effort with praise. Likewise, when complaints about service arise, discuss what went wrong so it can be recognized and corrected before it becomes a pattern. Our response to the requests on a Move In Condition / Inspection Sheet can be a valuable tool to show the resident that we really DO care about them and the apartment home in which they live.

You may not personally be able to increase your maintenance person’s skill level, but you CAN motivate him or her to do the very best job possible in the areas of time management, resident rapport, and cleanliness. Sharing with them the goals of the apartment community and how important a role they play in the overall property’s success will go a long way toward instilling that “team effort”. After all, no ONE POSITION on the team ever does it ALL.

By working with your technicians to make sure they have the tools, supplies, and motivation necessary, you will be doing your job of ensuring that lease renewal and NOT move out notices because of service dissatisfaction, become the standard for your community!

1.      Unique Service Philosophy

Communities need a unique service philosophy or mission statement, which should complement their overall business mission statements. The service philosophy should describe exactly how Residents will be treated when they lease and live in your community.

2.      Resident Feedback

Get Resident feedback any way you can. Set up Resident councils, focus groups, hand out surveys with each service request competed, mail out surveys, conduct personal interviews, and beg your Residents for feedback. The more you involve Residents with your community, the more thy will tell you how to improve it. Listen, evaluate the information, and act on the suggestions.

3.      Service and Retention Programs

Use your Resident service system and your Resident retention programs as powerful marketing tools. Call your Residents, send them thank you and holiday cards, mail them newsletters. Do anything and everything you can to keep them informed about your community. The more they see your name and hear about the services your community provides for them, the greater the probability they will continue to thinkof you when friends and family need new homes.

4.      Close the Gap

What Residents expect from a community can be quite different from what they receive. The same holds true for what the Community Team thinks Residents want and what the Residents actually want. Work to close these gaps so your perceptions of situations coincide with those of your Residents.

5.      Meet and Exceed Expectations

Residents have expectations they bring to every  situation. You must meet these expectations to satisfy the Resident. You must exceed these expectations to ensure their long-term loyalty. Exceeding expectations is the key to retention and renewal.

6.      Resident Reward Programs

What gets rewarded gets done. Any type of reward program aimed at the Resident, such as long tern resident renewal rewards and frequent referral program, will motivate the Resident to continue living in your community. Rewards make they Resident feel special.

7.      Public Identity

The identity you create for your community must match the identity Residents perceive of themselves. Identity is just one factor Residents use in deciding to lease from you. The image and identity you create in the community, backed up by your actions, influences when and how long Residents live in your apartments.

8.      Community Service

Community service, charity tie-ins and environmental issues have a large influence on Resident expectations. Make sure your Residents know of your efforts in these areas. Your community service will help them feel good about doing business with you.

9.      Easily Accessible, User Friendly Service Systems

Make it extremely easy for Residents to get service from you. When they need something, have it for them, service request competed in a timely professional manor and solutions to complaints or anything else they need. Keep your rules, regulations, policies and procedures flexible. They should be guidelines, not laws.

10. Train and Empower Your Employees

Quality employees provide quality service. Train your employees to do their jobs and provide superior Resident service. Then give your employees the authority to make decisions to satisfy the Resident, even if it goes against company policy. Support your employees in all their decisions to satisfy and keep the Resident, because without Residents there is no business.

  • Call each resident by name.
  • Listen to what each Resident has to say.
  • Be concerned about each Resident as an individual.
  • Be courteous to each Resident.
  • Be responsive to the individual needs of each Resident.
  • Know your Residents’ personal buying histories and motivations.
  • Take sufficient time with each Resident.
  • Involve Residents in your business. Ask for their advice and suggestions.
  • Make Residents feel important. Pay them compliments.
  • Listen first to understand the Resident. Then speak so they can understand you.
